How fast does Axel support respond?

By The Axel Team ·

Three stats: 2.6 minute median first reply, 75% answered within 5 minutes, 0 replies from an AI agent

TL;DR

  • Our customer support team typically replies to customer messages within 2.6 minutes, and 75% get a reply within 5 minutes.
  • The typical issue is fully resolved in under 25 minutes, measured to the final close so reopened conversations count against us.
  • An AI agent never replies to a customer at Axel. Every one of the 984 conversations we measured was handled by a person.

Our customer support team typically replies to customer messages within 2.6 minutes. Three out of four conversations get a reply within 5 minutes, and 9 in 10 within 10 minutes. Fewer than one in a hundred waits more than an hour.

We looked at every customer-initiated conversation Axel received between September 21 and October 19, 2026: 984 in all. 877 got a written reply from a teammate, and the reply times cover every one of those. Most of the other 107 were not support requests at all (vendor pitches, spam, account notifications, and misdirected email), phone calls or voicemails, or a second thread from a traveler who got a reply in another conversation.

Measured from the traveler's first message to the first reply from an Axel teammate:

  • Within 2 minutes: 39%
  • Within 5 minutes: 75%
  • Within 10 minutes: 90%
  • Within 15 minutes: 94%
  • Within 1 hour: 99%

The median is 2.6 minutes, which is what a typical traveler waits. A small number of conversations take much longer, which is why the list runs out to the one-hour mark.

Does that hold at 3am?

Yes. It is also the part most worth checking. We split all 984 conversations from September 21 to October 19, 2026, into four-hour blocks by the hour the traveler wrote in. The slowest block has a median first reply of 3.7 minutes. Overnight, midnight to 4am Pacific, the median is 2.9 minutes.

Column chart of median first reply by time of day, with the overnight block highlighted

  • Midnight to 4am: 2.9 minutes
  • 4am to 8am: 2.7 minutes
  • 8am to noon: 2.1 minutes
  • Noon to 4pm: 2.5 minutes
  • 4pm to 8pm: 2.6 minutes
  • 8pm to midnight: 3.7 minutes

Weekends run about the same as weekdays: 2.8 minutes against 2.6. Nor is overnight a skeleton shift. 75 conversations came in between midnight and 4am during the window, and the median reply came faster than it did for messages sent at 9pm. This matters in travel more than in most categories, because flights get cancelled at 2am and seats get reassigned an hour before departure.

How long until the problem is fixed?

The median conversation is fully resolved in under 25 minutes. Over half are done inside half an hour, 80% inside 4 hours, and 89% inside a day.

We measure resolution to the final close. If we close a conversation and the traveler writes back because it was not really sorted, the clock keeps running and that attempt counts against the number. Time to first close would read better and mean less, because it rewards closing early.

Do you ever get a bot?

No. Customers never receive messages from AI agents. It is always our customer support team, and that holds whatever time it is and however busy the queue gets. The data matches: across all 984 conversations, an AI agent handled none of them.

We use AI internally to help the team move faster. The reply you get is written by a person who can call the airline on your behalf. So the times above are not bot speeds. They are how long it takes to reach an actual person, at any hour.

How we measured this

  • Window: September 21 to October 19, 2026, 28 days.
  • Population: all 984 customer-initiated conversations in Axel's support system.
  • First reply: from the traveler's first message to the first reply by an Axel teammate. 877 of the 984 had a teammate reply inside the window and are counted.
  • Resolution: from the first message to the final close, with reopens counting against the total.
  • Hour blocks: bucketed by the Pacific hour the traveler wrote in, not the hour we replied.
